From "Impeccable Luxury" to Being Accused of Theft: My Real Experience at the JW Marriott Guadalajara (and Why I Won't Be Back) 🏨❌

Recently, due to some changes at home, we had the perfect excuse for a local staycation and spent the night at the JW Marriott Guadalajara. I had an article ready to tell you all about its excellent location and beautiful facilities (if you’re looking for where to stay in Guadalajara, this area is one of the best). 🌆
However, what I had written as a positive review of my night at this five-star hotel took a 180-degree turn a week after check-out. True luxury isn’t measured by the marble in the bathroom or the pool views, but by how an international chain responds when its own system makes a mistake (and was it a mistake, or a opportunistic attitude?). Here I’m sharing my full experience, what no one tells you about surprise charges, and where it’s actually worth staying in Guadalajara. 🔍
The stay: What seemed like a weekend win ✨
From the moment you arrive, the hotel feels luxurious, sophisticated and modern. But one of the biggest wins is undoubtedly the excellent location. Just a few steps away there are restaurants, bars and multiple coffee options. ☕
The hotel amenities are very complete: the pool area is impressive and laid out in a way that invites you to relax and enjoy a panoramic view. Plus, the gym is fully equipped, spacious and well lit. 🏊♀️️
In our room (we booked the entry-level category), the design was elegant, with a spacious bathroom featuring spectacular marble finishes and a very cozy sofa where my older daughter slept comfortably. The only questionable thing at that moment was that the mattress didn’t feel like a luxury hotel mattress. 🛏️
Something that struck me as opportunistic at the time, and that makes me wonder whether what happened afterward was really a mistake, is that our stay fell during World Cup season (in a host city) and we were told the price of the breakfast buffet at the restaurant had been doubled compared to its usual rate, offering the same menu. ⚽🍳
Even so, we left the hotel smiling. Since it was a staycation just minutes from home, we were there only a couple of hours and traveled ultra light: we literally brought a single backpack for my husband, my baby, my daughter and me. 🎒
The surreal phone call: “They charged us for the robes and towels because they were stolen” 📞🤦♀️
A week later, while reviewing the transactions on the credit card we used to pay for the stay, we noticed an anomaly: the room charge was duplicated. 💳
My husband called the hotel thinking it was a typical bank posting error. To our surprise and outrage, the staff told us over the phone that the charge corresponded to “amenities taken from the room,” stating verbatim that we had taken the hotel’s robes and towels. 🤯
The accusation was simply ridiculous and humiliating. I have never in my life taken something that isn’t mine; but beyond personal ethics, basic physics made it impossible: where was a family traveling with a single backpack that barely fits diapers and onesies going to put all of that?
On that phone call, the staff told us it was an obvious misunderstanding and promised to remove the charge immediately. We stayed calm, waiting for the refund. Since it’s a “luxury” hotel, you expect luxury service, right? 🤔
The camera lie and the 7:00 p.m. housekeeper 📹🕒
Another week passed and the money still hadn’t returned to the account. For practicality’s sake, we decided to show up in person at the hotel lobby to speak with management.
When they saw us in person, the hotel’s stance was not that of a luxury hotel:
- They kept us waiting about 10 minutes until they “verified on the cameras” what we were telling them. They offered an apology after admitting they had reviewed the security camera footage, confirming that we had indeed left without any suitcases that could hold anything. And if I had had suitcases… then they wouldn’t have believed me? At this level, I would expect that if a customer tells you they didn’t take anything, you don’t doubt them and you resolve it right then.
- Something management told us was that they had discovered an operational inconsistency and that they were going to speak with the housekeeping team: the housekeeper for our room had reported the missing towels and robes at 7:00 p.m., when we had checked out at 6:00 a.m. (my daughters are extremely early risers and we left at first light). ⏰
They guaranteed us in person that the money would be refunded and additionally offered us a free breakfast as compensation, which we didn’t accept because it wasn’t necessary. We left once again trusting the word of a brand that claims to be the gold standard of luxury service.
The final email: “Have the bank dispute it” 📩🚫
After months of follow-ups with vague responses and no sign of the refund receipt, they wrote to tell us they would not remove the charge and that we should instead ask the bank to dispute it. Which didn’t go through, because of how much time had passed and because in the system we had indeed stayed at the hotel, so the charge was ours. 🏦
To this day, the JW Marriott Guadalajara has not taken responsibility for its own mistake or for its staff’s lack of oversight. They preferred to shift the administrative burden of resolving it with the bank onto us rather than own up to their operational negligence.
True luxury isn’t having marble on the walls if behind it there’s a management team willing to blame its guests before reviewing its own processes. And without the slightest desire to make things right. 👎

So you don’t go through a similar bitter experience at any hotel in the world:
- Demand the closed folio at the front desk: Even if the rush or the kids push you toward express check-out, stop by reception and ask them to print your statement with a zero balance. 📄
- Document names and times: If you face a dispute, demand supervisors’ names, record times and save every email; they’ll be your golden evidence when disputing with your bank. ✍️
- Don’t stay silent: Your experience helps warn others, use review platforms to tell your story. 🗣️
A family getaway should end with good memories, not with weeks of exhaustion disputing improper charges. If you come to Guadalajara, choose places where respect for the guest is as authentic as their facilities. ✨
